How to Respond to Negative Google Reviews (With 12 Real Examples)

Done well, a thoughtful response to a 1-star review converts more prospects than a generic 5-star review. Here's the framework + 12 real examples.

The instinct when you see a 1-star review is to defend yourself. Don't. Searchers reading reviews specifically look at how businesses handle negative feedback — and the wrong response will hurt you more than the original review.

Why your response matters more than the rating

Imagine two competing plumbers, both with 50 Google reviews and a 4.6 average. Plumber A has three 1-star reviews where the owner responded defensively, blamed the customer, or didn't respond at all. Plumber B has the same three 1-stars but with professional, empathetic responses that acknowledged the issue and described what was done to make it right.

The vast majority of comparison shoppers will choose Plumber B. The negative reviews don't drive the decision — the response pattern does. A pattern of accountable, professional responses across negative reviews reads as competence. A pattern of defensiveness reads as risk.

The five-part response framework

  1. Address the reviewer by name (if visible). "Hi James, …" rather than "To the customer who left this review, …". The name acknowledges them as a person, not a problem.
  2. Acknowledge the specific complaint. Repeat back what they said — both to demonstrate you read carefully and to show other readers what the actual issue was. "I'm sorry the water heater install ran past the scheduled finish time and your kitchen was without water until 9pm — that's not the experience we want any customer to have."
  3. Explain what happened, briefly and non-defensively. "The job took longer than expected because we found a code-required venting issue we had to address before completing the install. Our crew should have called you proactively to update you on the timeline." One short paragraph at most.
  4. State what you did or what you've changed. "We've added a 30-minute timing-check protocol to every install so customers get a proactive update if the job is running past schedule. And I've personally followed up with you to offer the next service free as an apology."
  5. Invite direct contact. "If anything is still outstanding, please call me directly at [phone]. — Mike, Owner"

What never to do

  • Don't blame the customer. Even if they're wrong, even if they're a serial complainer, your public response is for the next 100 readers — not for the reviewer. Blame reads as risk to those readers.
  • Don't get into the factual details of a dispute. If a customer claims you damaged their floor and you have photos showing you didn't, do not lay out the evidence publicly. Reach out privately. Public point-counterpoint exchanges read terribly.
  • Don't use generic templated responses. "We're sorry to hear you had a negative experience. Please contact us at [phone] so we can make it right." This response, copy-pasted across every negative review, is worse than no response. It signals that you don't actually read your reviews.
  • Don't go silent on the obvious troll reviews. Even reviews you suspect are fake or from a competitor need a response. Other readers can't tell which negative reviews are real — your response pattern needs to be consistent.
  • Don't argue about the rating itself. "We think 2 stars is unfair given that we…" — this never works. The rating is the customer's, not yours.

Response 1: Plumber, customer left 1-star for overcharging

Hi Patricia, I appreciate you flagging the pricing concern. The $585 reflects the after-hours emergency rate that was confirmed when you called Saturday night — that includes the 2-hour minimum and the additional charge for the part we had to pull from our truck. I should have walked you through that breakdown more clearly before starting work. If you'd like to discuss it directly please call me at [phone] and ask for Mike. We can also issue a partial credit if you'd prefer to revisit. — Mike, Owner

Response 2: HVAC, 2-star for diagnostic that didn't fix the issue

Hi Daniel, thank you for the feedback. You're right that our technician initially diagnosed the issue as a thermostat problem, and the actual cause was a flame sensor that should have been caught on first visit. We don't charge for a return diagnostic when our initial call was incomplete — please call our office and we'll have the corrected diagnostic refunded. Response 3: Roofer, 3-star for installer left debris

I should have called you from the driveway the moment I opened it, before any work started — that is our rule and we broke it. Response 6: Dental practice, 1-star about wait time

Hi Marcus, forty minutes past your appointment time with no update from the front desk is not acceptable, and I understand why you left. We had an emergency extraction run long that morning, which happens in dentistry — but the failure was that nobody came out to tell you, offer to reschedule, or give you the choice. We have changed that: if we are more than fifteen minutes behind, the front desk now notifies every waiting patient and offers to rebook. Response 9: Auto repair, 3-star for an upsell that felt like pressure

Hi Denise, feeling pressured in a repair shop is exactly the experience we work to avoid, so I take this seriously. The brake fluid and serpentine belt we flagged were both genuinely near end-of-life — I can show you the photos our tech took — but flagging two additional items on a visit you booked for an oil change is a lot to absorb in a waiting room, and our advisor should have framed them as "here is what we found, here is what can wait." Nothing you declined was urgent. If you would like a written copy of the inspection to take to another shop for a second opinion, call and I will print it for you. — Victor, Service Manager

Response 10: Salon, 1-star for a colour correction that went wrong

Hi Bethany, I am sorry — this is not the result we promised and I am not going to argue about it in a review reply. Colour corrections on previously box-dyed hair are unpredictable, but you were told to expect one session and it clearly needed a staged approach. That was our stylist's call to make and communicate up front. Your service has been fully refunded, and if you would like our colour director to finish the correction at no charge she has time blocked this week. Response 11: Landscaping, 2-star for damage to an irrigation line

Hi Robert, we cut your irrigation line and we should have located it before digging. The repair and the water we wasted are both on our invoice to absorb, not yours — I have credited the full amount and our crew has repaired the line and pressure-tested the zone. Going forward, every crew of ours marks irrigation before any excavation on an established property. Thank you for the photos; they made it obvious what happened. — Miguel, Owner

Response 12: A review the business believes is not from a real customer

Hi — I want to respond to this because other people will read it, but I am not able to match this review to any job in our records. We have no service call, invoice, or contact under this name in the last two years, and the work described is not something we offer. If we have simply missed you in our system, I would genuinely like to fix that — please email [email] with the service date or address and I will find the file and make it right. If this was posted for a different business, we would appreciate the correction. — [Owner Name], Owner

A note on that last one. Reviews you believe are fake still need a public reply, and the reply should never accuse the reviewer. You cannot prove intent in a review thread, and readers who see a business calling a customer a liar side with the customer almost every time. State plainly that you cannot locate the record, invite a correction, and let the calm tone do the work. Separately, flag it through Google Business Profile under the policy category that fits — reviews from people who never used the business qualify for removal, but the flag succeeds on evidence, not on tone.

How fast you respond matters

Google’s own Business Profile guidance encourages owners to reply to reviews, and responding consistently is widely observed to correlate with stronger Map Pack performance — most likely because an actively managed profile signals a business that is currently operating and serving customers.
